Customer service has long measured success by contact volume, call duration and service costs. Yet such metrics can motivate a company to make access to help more difficult for the customer. The result may not be a complaint but a silent departure. Modern service therefore needs to measure problem resolution, the number of handoffs and long-term customer retention—not merely how quickly a contact ends.
